lead to 5% decrease in telephone incidents. Also partnered with Dell and
provided with custom Fix It’s which Dell has estimated saves them $1 million
per quarter by call deflection.
Program Manager on Bemis (IPP Platform) which permitted Microsoft to retire
XMetal and to transition over to the Bemis platform (based on SharePoint
2007) and stream line the process of KB creation. Also places Microsoft in a
position to simplify its overly complicated ecosystem for KB’s creation.
Lead Program Manager on Expert Services which consisted of:
• IMQA (Instant Message Question and Answer): has permitted Microsoft
to realize a 33% decrease in training of new frontline engineers and has
an accuracy of 93% in SME finding and a time to resolution of 45 seconds.
(Please see enclosed Book of IMQA for an example of how it is used).
• Reputation Services: Provides Microsoft with the ability to have a clear
metric (score) of an engineer’s expertise and create training plans based on
metadata.
• Radius: Provides Microsoft with the ability to auto classify cases and has
improved accuracy by 15% which translates into decreased time to resolution
of phone incidents.
• Achievements: Provides Microsoft with the ability “gamify” and to recognize
engineers for behaviors that we would like to encourage. Achievements can be
assigned (for example GPGP) or earned and can be timed boxed.
